第一章订票风波

情景:

七月二十日,在北京工作的Philip先生接到公司总部通知,要求他在七月二十五日前赶到巴西圣保罗参加重要会议,他必须在二十三日启程。由于Philip 先生是意航的金卡会员,他把航程定为北京-香港-罗马-圣保罗,除北京-香港段乘坐南航航班,其余都是意航航班。订票时得知北京-香港的航班全满,经过营业员解释,旅客明白了南航、荷航、意航都是天合联盟成员,常旅客可以在成员航班上累计里程,他接受了营业员建议,把航程改为北京-阿姆斯特丹-圣保罗。申请订座后,北京-阿姆航班公务舱座位虽然是优先候补,但一直得不到确认,由于时间紧迫,只好改为申请Y舱座位。最后,Philip先生拿到了北京-阿姆斯特丹-圣保罗机票,按时到达目的地。

问题:

1. Philip持意航的金卡,为何乐意改乘南航和荷航航班?

2. 为什么Philip 支付Y舱票价就能定到座位?

Philip:你好!我是Philip。我想定一张7月23日南航北京飞香港,当天接意大利航空由香港经罗马转机到圣保罗的公务舱机票。

Good morning. This is Philip.I want to book a CZ ticket from

Beijing to Hong Kong and then connect with AZ flight to St. Paul,

Brazil via Rome, on 23 July.

营业员:您需要订7月23日北京-香港-罗马-圣保罗公务舱机票,其中北京-香港乘坐南航航班、香港-罗马-圣保罗乘坐意航航班,对吗?

You want to book a CZ ticket from Beijing to Hong Kong and then

Your seats have been confirmed. The section from Beijing to

Amsterdam is in Economy class and Amsterdam to St. Paul is in

Business class. If your priority request for the seat clears

the waiting list, you will be confirmed, but you need to pay

the difference between economy and business classes.

第二章获得喜好座位

情景:

每次长途飞行,Philip喜欢选择前排窗口座位,以便利用飞行时间休息,不受干扰,所以Philip先生在21日接到机票后,习惯性的打电话预订机上座位号,很快,Philip先生获得满意答复,得到北京-阿姆航班7K和阿姆-圣保罗航班1A座位。

问题:

1、旅客需提前多长时间提出申请,才可预订机上座位?

2、旅客可以预定非南航承运航班机上座位吗?

第三章体验尊贵

情景:

Philip先生到达机场后,在南航头等舱值机柜台办理乘机手续。值机员为其办妥了始发及续程航班的乘机手续,将其行李直接托运至St. Paul,并在其行李上栓挂了优先行李牌。

问题:

1、哪些旅客可以到专用值机柜台办理乘机手续?

2、哪些旅客的托运行李可以优先处理?

3、在什么情况下可以办理一票到底值机业务?

情景模拟(值机柜台):

值机员:先生,您好!请出示您的证件和机票。

第四章机场优先候补

情景:

Philip的朋友Peter是南航银卡会员,他正在候补南航北京至广州CZ3102航班的经济舱机位,他到柜台的时候已经有7位旅客在等候补。航班关闭时还剩2个座位,最后Peter幸运地候补到了机位。

问题:

1. 为什么NW的银卡会员比Peter早来,却排在他的后面?

情景模拟:

值机员:您好,先生!请问我能为您做些什么?

Good morning, sir. Is there anything I can do for you? Peter:你好!我需要候补CZ3102航班的机舱座位。

Good morning. I want to stand-by for an economy seat on flight CZ3102.

值机员:请出示您的机票和会员卡。……我已经为您登记候补了,在您来之前共有7位旅客排队候补,其中一位是大韩航空公司的金卡会员,还有

一位是NW的银卡会员,由于您是南航银卡会员,您可以优先候补,所

第五章满意的空中飞行

情景一: 7月23日的CZ345航班的乘务组航前协作会

问题:主任乘务长在协作会应强调什么内容?

主任乘务长:大家好!我们现在进行协作。首先我进行岗位分工……广播员为3号乘务员,请广播员在注意要按新广播词进行广播,要把南航加

入天合联盟的信息传达给旅客。

广播员:好的。

主任乘务长:1号乘务长,请再次确认资料箱里有没有荷兰语的MP3/DVD。还有,录像带也一定是远程航线使用的。

1号乘务长:全部按要求已领好了,请放心!

主任乘务长:区域乘务长要加强管理,在服务中各位同事要及时巡视客舱,特别是收餐以后和值班期间,要注意保持过道、洗手间的整洁和卫

生。

各区域乘务长:好的。前/中/后舱会按照要求安排乘务员在收餐后继续轮流巡视客舱,保持每十五分钟一次的频率。

情景二:与地面工作人员办理交接手续。旅客正在登机

问题:乘务员在接收随机文件时,要注意与地面工作人员交接PIL单。

送机员:主任乘务长,这是PIL单,请签字。

主任乘务长:(看了看)好,我们航班有超级精英会员呀!

地服员:是的,是叫Philip的一位先生。

主任乘务长:我知道了,谢谢你。(签字)

(主任乘务长打电话给中服务台)

主任乘务长: 7排K座的旅客是超级精英会员,名字叫Philip。请按要求提供姓氏服务,餐饮等其他服务也注意要优先于同舱位的其他旅客,注

意下飞机时要让他和头等舱旅客先下!

区域乘务长:好!我明白了。(区域乘务长将该工作安排给6号乘务员)

6号乘务员:菲利浦先生,您好!这是今天的《中国日报》。我的名字叫小袁,如果您有什么需求,我们会尽量帮您解决。

情景三:在航班中。在用餐服务结束后,乘务员在客舱巡视。

Philip:小袁,我想知道我在阿姆斯特丹机场怎么转机,我要在哪里转荷航的航班去圣保罗。

Xiaoyuan, I am going to continue my flight to St. Paul by the flight of KLM. Could you tell me how to do that?

6号乘务员:请稍等,我把荷兰机场的平面图拿来给您。

6号乘务员:您看,我们的飞机落在1区的B岛,法航的航班也在同一区域。

第六章客票遗失

情景:

暑假到了,Philip 的太太Ann带着儿子Thomas 女儿Sally到中国探亲。由于Ann一直被中国的历史文化、民族风情所吸引,决定利用这次探亲机会,顺便到中国西部地区旅游,所以她在罗马就购买了罗马-阿姆斯特丹-北京-乌鲁木齐//兰州-北京机票。正当Philip一家兴高采烈坐在乌鲁木齐至兰州火车上欣赏西部风景时,发现装有机票的小包丢失了,十分焦急,按计划他们应在兰州停留一天后,乘坐国航航班飞回北京。一下火车,他们就到南航售票处挂失,营业员马上与原出票公司意航联系,并告诉旅客:(A)如果意航能提供原机票的详细资料,我们可以给旅客补开新票,旅客需要填写《中国南方航空遗失客票申请书》,并按意大利航空规定的收费标准支付补开客票手续费;(B)如果我们不能得到原客票详尽信息,旅客只能重新购买新票。第二天,当我们收到对方以OSI CZ SKYT 发来的客票信息后,发现没有票价计算、付款方式和填开客票代理人号,无法为旅客补开新票。由于时间紧迫,只能通知旅客重新购买兰州-北京客票,并告之新购的客票可以回罗马后找意航申请退票。

问题:

1. 对于由天合联盟成员填开,但不是南航承运的客票,南航能否接受遗失客票挂失?

2.重新购票后如何办理退票?

情景模拟:

Ann:对不起,我的机票弄丢了,怎么办呢?

I bought three tickets at the Alitalia Office in Rome with the

itinerary of Rome-Amsterdam-Beijing-Urumchi//Lanzhou-beijing.

We planned to take flight CA1298 back to Beijing from Lanzhou

tomorrow afternoon using the last coupon but unfortunately, the

tickets are lost.

营业员:我尽可能给您提供帮助,请留下您的联系电话,我们跟意航联系后给您答复。

Okay, I’ll do my best to help you. Please give me all of the

information and leave your phone number and I’ll call you when

we get reply from Alitalia.

(第二天,Ann接到南航电话后赶到售票处)

营业员:由于意航提供的原始客票信息不完整,我们无法给您补开新票,如果继续旅行,只能重新购买机票。

Sorry, I’m afraid I have bad news for you. We can not reissue the replacement ticket because we haven’t received all of the

information about the ticket from Alitalia. You will have to

buy a new ticket for the Lanzhou-Beijing segment.

Ann:只能这样了,但我原来的客票怎么办?

That is my only choice? I have to do that. How about the original tickets?

营业员:我已通知意航把遗失的客票列入黑名单,您回到罗马后,到原购票地办理新购客票的退款手续。退票时,你需要填写意航的遗失客票申

请书,并按意航的收费标准支付退票手续费。

I informed Alitalia to list the lost tickets on their black list.

When you go back to Rome, you can refund your new ticket at the

第七章快乐旅程

情景:

暑假快结束了,Thomas 和 Sally应回学校上课了,但Ann想继续留在丈夫身边,他们决定让两小孩单独回国。当他们到售票处为孩子办理客票时得知,14岁的旅客不能作为成人去陪伴12岁以下儿童乘坐飞机,最后,营业员为8岁的Sally 办理了无人陪伴儿童运输。

问题:
